  4. ABSTRACT          IBM CallCoordinator/2 (TM) is an inbound/outbound call
  5.            management solution which links telephones and workstations with host
  6.            computers.  This product adds to the expansion of existing business
  7.            applications while helping to create new solutions, especially in
  8.            today's ever widening call center environment.
  9.                   CallCoordinator/2 Version 2.0 now offers enhanced connectivity
  10.            over previous versions of the product.  With support of the newly
  11.            announced CallPath (R) Server products, CallCoordinator/2 can operate
  12.            in a truer Client/Server environment while giving the customer
  13.            additional connectivity through Novell**'s network protocol
  14.            (Internetwork Packet Exchange (IPX) and Sequenced Packet Exchange
  15.            (SPX)).  The CallCoordinator/2 Version 2.0 Server now gives the
  16.            customer the additional option of interfacing with the IBM
  17.            CallCoordinator for Windows (1) product.
  18.                   The IBM CallPath CallCoordinator/2 Version 2.0 program can be
  19.            used with either the newly announced CallPath Server/2, AIX (R)
  20.            Callpath Server/6000 or CallPath/2 (TM) when connected to an IBM
  21.            SwitchServer (TM)/2 (TM).  Applications written for previous versions
  22.            of CallCoordinator/2 which worked with the CallPath/2 product will be
  23.            fully compatible with CallPath Server/2 and AIX CallPath Server/6000.
  24.                   Also, CallCoordinator/2 Version 2.0 has again been enhanced
  25.            with additional features which will enhance productivity in a call
  26.            center environment.  These include data to follow a forwarded call
  27.            and an Alpha search directory function capability.

  67. OVERVIEW   DESCRIPTION
  68.                   CallPath CallCoordinator/2 Version 2.0 is a local area network
  69.            (LAN)-based system and includes three separately priced programs:
  70.            o   CallCoordinator/2 Version 2.0 -- The base program which resides
  71.                on each agent workstation.  This program provides advanced call
  72.                management function and merges voice/data with new or existing
  73.                business applications.  This program also includes a Host
  74.                Application Transaction development facility plus the ability to
  75.                interface with specific programs and devices such as IBM's Direct
  76.                Talk/2 (TM) and Direct Talk/6000 (TM) products.
  77.            o   CallCoordinator/2 Version 2.0 Server -- An optional server which
  78.                provides the ability to coordinate voice and data transfers
  79.                between service representatives when calls are transferred to ACD
  80.                queues.  The server can also be used with the IBM CallCoordinator
  81.                for Windows product.  The CallCoordinator/2 workstations can now
  82.                be connected via Novell Network Protocols to the CC/2
  83.                (CallCoordinator/2) Server.  The CallCoordinator/2 Version 2.0
  84.                Server can be attached to the newly announced CallPath Server/2
  85.                or AIX CallPath Server/6000 through TCP/IP connectivity; and the
  86.                CallCoordinator/2 Server and workstation can reside within the
  87.                CallPath Server/2 system if necessary.
  88.            o   CallCoordinator/2 Version 2.0 Archive -- An optional program
  89.                which provides the function to collect and store call center
  90.                data.
  91.                   The installation process for all of the above products plus
  92.            the Host Development Facility (HDF) programs and the applicable
  93.            drivers has been greatly simplified in Version 2.0 of
  94.            CallCoordinator/2.
  95.                   CallCoordinator/2 Version 2.0 provides both inbound and
  96.            outbound capabilities including intelligent answering, integrated
  97.            voice and data transfer, call conferencing and consultation, the
  98.            ability to initiate a phone call through computer control and the
  99.            ability to retrieve data on either a calling or called party number.
  100.            CallCoordinator/2 Version 2.0 can use both Automatic Number
  101.            Identification (ANI) and Dialed Number Identification Service (DNIS)
  102.            to provide intelligent answering.
  103.                   CallCoordinator/2 now has the ability to forward data from one
  104.            agent to another when the first agent is in a ring-no-answer forward
  105.            state.
  106.                   An Alpha search directory function capability has been added
  107.            to CallCoordinator/2 Version 2.0.  This gives the user the ability to
  108.            search for names in a CallCoordinator/2 directory while in a Transfer
  109.            or Dial screen.
  110.                   CallCoordinator/2's flexibility and connectivity enables the
  111.            development of call center solutions in a distributed data
  112.            environment.  CallCoordinator/2 Version 2.0 is implemented as a
  113.            LAN-based system which runs on Operating System/2 (R) (OS/2 (R))
  114.            Version 2.1 with LAPS Support.
  115.                   CallCoordinator/2 Version 2.0 can interface with a variety of
  116.            telephone switching systems through IBM's CallPath Services
  117.            Architecture.  These include:
  118.            o   AT&T DEFINITY G2** PBX
  119.            o   AT&T DEFINITY G3i**, G3r** and G3s** PBX's
  120.            o   AT&T 5ESS** Central Office
  121.            o   Northern Telecom Meridian 1 PBX

  129.                   CallCoordinator/2 can also operate with the ROLMphone 244PC**
  130.            and the ROLMphone 600D when they are used with ROLM Release 9005.2
  131.            software.  This operation, however, is only through CallPath/2 or
  132.            CallPath/DOS software and this software is being withdrawn from
  133.            marketing as of December 31, 1994.
  134.                   PRODUCTIVITY
  135.                   IBM CallPath CallCoordinator/2 Version 2.0 helps increase the
  136.            productivity of call center agents by reducing the time of each call
  137.            and by reducing the number of keystrokes required to complete a
  138.            transaction.  Caller information may often be retrieved before an
  139.            agent answers the call.  This can save the time needed to ask a
  140.            caller's name or account number, input it into a query screen, and
  141.            wait for the caller profile.  Time may also be saved because IBM
  142.            CallPath CallCoordinator/2 Version 2.0 can insert the retrieved data
  143.            into a transaction record, eliminating additional keystrokes.
  144.                   If a second agent is consulted or the call is transferred,
  145.            screen images and data can be routed to the second agent, saving the
  146.            time and keystrokes necessary to recreate the data record.
  147.                   With CallPath CallCoordinator/2 Version 2.0, screen images and
  148.            data can be routed from one ACD agent who is forwarded to another.
  149.                   IBM CallPath CallCoordinator/2 Version 2.0 also provides a
  150.            function called QuickKeys.  This feature allows a user to execute a
  151.            set of host actions by pressing a specified key combination.
  152.            CallCoordinator/2 Version 2.0 helps address several problems inherent
  153.            in today's call centers:
  154.            o   Communication errors -- using automatic number identification or
  155.                a voice response unit, the customer is identified with added
  156.                certainty and in many cases, automatically.
  157.            o   Agent keying errors -- the service agent is no longer required to
  158.                enter the customer identifying data into the computer.
  159.            o   Database request delays -- CallCoordinator/2 Version 2.0 gathers
  160.                caller information for retrieval at machine speeds, making
  161.                optimum use of computer resources.
  162.            o   Responsiveness -- in many cases, the agent has all the
  163.                information necessary to begin providing service to the customer
  164.                as soon as the telephone rings.
  165.            o   Effectiveness -- with the customer database information already
  166.                in view, the agent is able to respond in a more informed manner.
  167.                   When used with a voice processing system, CallCoordinator/2
  168.            Version 2.0 can help handle routine inquiries automatically.
  169.            Interaction with a service representative may be made an option
  170.            instead of a requirement.
  171.                   A special application access development facility is provided
  172.            to simplify the process of linking CallCoordinator/2 Version 2.0 to
  173.            business applications.
  174.            PRODUCT POSITIONING
  175.            CallCoordinator/2 Version 2.0 is an inbound/outbound call management
  176.            application which interfaces to IBM CallPath/2, IBM CallPath Server/2
  177.            and IBM AIX CallPath Server/6000 for connection to a variety of
  178.            telephone switching systems.
  179.                   Compared to other call management applications,
  180.            CallCoordinator/2 Version 2.0 provides a superior combination of
  181.            flexibility, function, and connectivity.  Many other products support
  182.            only one telephone system, or support only one hardware platform, or
  183.            operate in only one host computer environment.
  184.                   To existing business applications, it enhances call management
  185.            capabilities and helps increase the productivity of call centers,
  186.            help desks, and service centers.
  187.                   CallPath CallCoordinator/2 Version 2.0 can operate with a
  188.            variety of telephone systems, access applications on multiple IBM
  189.            computer hardware platforms, and in multiple environments.  In
  190.            addition, CallCoordinator/2 Version 2.0 provides interfaces for IBM
  191.            DirectTalk (TM) voice processing systems and other devices.  Finally,
  192.            CallCoordinator/2 provides a robust set of call management functions.
  193.                   Each customer situation will be unique, in terms of
  194.            requirements for function, telephone system support, application
  195.            platforms and environments.  Other issues, such as solution
  196.            programming requirements, solution cost, and speed of implementation
  197.            may be important.
  198.                   CallPath CallCoordinator/2 Version 2.0 should be considered

  200.            o   The customer wishes to add call management function to existing
  201.                applications
  202.            o   Users have or are planning to install a token-ring or Ethernet
  203.                system of intelligent workstations capable of running OS/2
  204.            o   Business applications reside on OS/2 or on a computer and
  205.                environment accessible via 3270 or 5250 terminal emulation

  207.                management solution which can interface to multiple host

  342.            PERFORMANCE CONSIDERATIONS:  IBM CallPath CallCoordinator/2
  343.            Version 2.0 performance depends on system call load in any given
  344.            period of time.  If the volume of calls in any period is sufficiently
  345.            large to degrade the performance of the system, it may be necessary
  346.            to install additional CallCoordinator/2 Version 2.0 Servers or
  347.            CallCoordinator/2 Version 2.0 Archives.
